Do they have a 'customer charter' or such like?

Dig that out, quote some relevant passages, then write your email. Be polite, lay it out as you have there, but then lay it on really thick. I mean, really, really thick. You were both really upset, trip of a lifetime, make up some crap about renewing your vows or whatever...should do the trick.
